CCaaS (Contact Center as a Service)

CCaaS (Contact Center as a Service) is cloud-hosted contact center software that routes calls, chats and messages to human agents and tracks their performance. An AI voice agent, by contrast, answers and resolves the call itself.

A CCaaS platform replaces the on-premise PBX and call center hardware with a subscription service: phone numbers, IVR menus, queues, skills-based routing, a shared inbox, recordings, dashboards and per-seat licences for the people answering. The product is built around human agents. Maqsam, for example, describes itself on its website (checked September 2026) as a cloud contact center with an added Arabic AI voice agent, billed per seat and per minute.

An AI voice agent solves a different problem. It picks up the phone, understands the caller's dialect, answers questions from the business's own data, books or confirms an appointment, and only transfers to a person when needed. It does not need seats, shifts or a queue. For a clinic in Jeddah or a real-estate office in Dubai that misses calls after hours, the gap is not routing software; it is that nobody is available to answer, and that is what the agent fills.

The two are complementary, not competitors. A business with 20 human agents needs a CCaaS to manage them and can add an AI agent in front of the queue to absorb repetitive calls. A business with two receptionists usually does not need a CCaaS at all; an AI voice agent connected to its existing number by SIP or call forwarding is the whole solution. Questions to ask a vendor: Is the price per seat, per minute or per line? Does the AI agent live inside the CCaaS or connect to any phone system? Can it take actions (book, confirm, update a CRM) or only answer FAQs? And what happens to the call when the AI cannot help: a warm transfer with a summary, or a cold drop into a queue?
